As per Retail - Customers are King and Queen! we should know how to handle,  even if it's customer fault we have to handle as per coaching way,

  • Observation - Observing the customer status  politely. 
  • Input - Elaborate the issues with customer in positive way. 
  • Effect - Customer Should feel the effect that you can help him or her.
  • Support - As per company policy you will find the solution to help the customer.

You don't have any choice other than apologies. You must be careful about selection of words while dealing with customers.
