The1st step is to let the customer speak to his hearts content. Try to probe what the real issue is.

When the customer says my gadget is a lemon or my computer is broke the real cause of concern could be it is affected by Trojan virus which is manipulating the customers personal data.

So understand that it is nothing personal, try to put yourself in the custromers shoes. If the customer is asking for something that you cannot deliver likea refund or a replacement transfer the call to the CUSTOMER LOYALITY MANAGER. It is his job to see to it that the customer does not get viral on the social media.
